The 3 phrases that lose every refund dispute before it starts
Most small ecommerce owners don't lose refund disputes because their policy is bad. They lose because of what they say in the first reply.
Here are 3 phrases I see constantly that hand leverage to the customer before the conversation even starts:
1. "I'm so sorry about this!"
Empathy is good. Over-apologizing is not. When your first sentence is an apology, the customer reads it as an admission that you messed up — even when you didn't. Lead with acknowledgment, not apology.
2. "Let me explain what happened..."
Long explanations feel defensive. The customer doesn't want your internal process breakdown. They want to know what you're going to do. Keep it short, state the facts, move to resolution.
3. "I'll make an exception this one time..."
This tells the customer your policy is flexible if they push hard enough. It also sets a precedent for every future interaction. Instead, reference your policy calmly and offer the resolution that fits — without framing it as a special favor.
