The ticket triage mistake that makes new IT support techs look incompetent

Six years on a helpdesk taught me this the hard way: the #1 thing that separates a tech who gets promoted from one who gets stuck is NOT technical knowledge. It's how they triage.


Here's the mistake almost every beginner makes: they read a ticket, see a keyword they recognize ("VPN," "printer," "password"), and jump straight to a fix from memory. Half the time it's the wrong fix, because they never confirmed what's actually happening.


The fix — a 90-second habit I drill into every new hire:


  1. Restate the problem back in your own words before touching anything. If you can't restate it, you don't understand it yet.

  2. Ask "since when" — not "what's wrong," but when it started and what changed around that time. Most root causes live in that gap.

  3. Check scope — is it one person or everyone? This alone eliminates half your wrong guesses.

  4. THEN reach for a fix.


Skipping straight to step 4 is why techs reopen the same ticket three times and start looking incompetent to users and managers alike. Slowing down at the start makes you faster overall.
